Salesforce Service Copilot
Acts as a copilot in Salesforce to assist in case resolution and knowledge management.
Ask about this agentThe work it takes off your plate
Slow Case Resolution: Eliminates the need for manual data retrieval by instantly surfacing relevant case details and historical insights. Fragmented Information: Consolidates data from multiple sources, providing customer support teams with a complete and contextual view. Inefficient Knowledge Management: Automates the creation and retrieval of knowledge articles, ensuring quick access to accurate information and improving decision-making efficiency. Manual Query Handling: Classifies and processes queries intelligently, ensuring accurate and efficient responses. Repetitive Troubleshooting: Retrieves prior case details and responses for follow-up queries, reducing redundant efforts and improving resolution consistency.
How it works
The Service Copilot follows a multi-step process to deliver real-time, data-driven insights:
- 1Webhook TriggerA verified interaction enters the copilot workflow with an auditable event ID and authorized requester context.
- 2Input Collection & ParsingThe agent produces a structured request enriched with the customer and case context needed for grounded analysis.
- 3Query Type Determination & RoutingEach request is routed to a purpose-specific branch with the correct data sources, response policy, and escalation path.
- 4Application of Conversational GuardrailsThe response plan is policy-compliant, access-controlled, evidence-based, and safe for the intended audience.
- 5Branch ExecutionThe selected workflow produces a grounded answer or controlled service artifact tailored to the request.
- 6Response Composition & DeliveryThe requester receives an actionable, traceable response while approved updates and follow-up work are recorded in the service workflow.
Step 1: Webhook Trigger
- Receive case-created, case-updated, or user-question events from Salesforce Service Cloud and connected channels.
- Validate the webhook signature, event timestamp, tenant, and requesting user identity.
- Create a traceable interaction ID and acknowledge the event within the configured response window.
Result: A verified interaction enters the copilot workflow with an auditable event ID and authorized requester context.
Step 2: Input Collection & Parsing
- Extract the user question, case number, account, contact, channel, and conversation history from the incoming payload.
- Normalize identifiers, timestamps, status values, and customer terminology for downstream retrieval.
- Retrieve relevant Salesforce records, prior case activity, entitlements, and approved knowledge content.
- Identify missing information and prepare a concise clarification request when the input cannot support a reliable answer.
Result: The agent produces a structured request enriched with the customer and case context needed for grounded analysis.
Step 3: Query Type Determination & Routing
- Classify the request as a case lookup, case-history question, troubleshooting request, knowledge search, follow-up, escalation, or article-drafting task.
- Select the appropriate retrieval and action branch based on intent, case status, user role, and channel.
- Apply confidence thresholds and route ambiguous or high-risk requests to clarification or human review.
- Prioritize urgent cases using severity, SLA state, escalation status, and customer impact signals.
Result: Each request is routed to a purpose-specific branch with the correct data sources, response policy, and escalation path.
Step 4: Application of Conversational Guardrails
- Enforce Salesforce sharing rules, role-based access, field-level permissions, and approved data-retention policies.
- Prevent disclosure of sensitive customer information or unsupported conclusions outside the requester’s authorization.
- Require evidence from retrieved records or approved knowledge before presenting a factual recommendation.
- Apply tone, format, escalation, and human-approval rules for customer-facing or case-changing actions.
Result: The response plan is policy-compliant, access-controlled, evidence-based, and safe for the intended audience.
Step 5: Branch Execution
- Retrieve and summarize open cases, historical interactions, prior resolutions, and related account information for lookup requests.
- Search approved knowledge articles and case history to generate troubleshooting guidance with source references.
- Draft case comments, escalation notes, follow-up responses, or knowledge articles when the selected branch permits writing.
- Recheck the proposed result against current case status, SLA deadlines, and duplicate-work conditions before completion.
Result: The selected workflow produces a grounded answer or controlled service artifact tailored to the request.
Step 6: Response Composition & Delivery
- Compose a concise response with the answer, supporting case or article references, confidence indicators, and recommended next actions.
- Format tables, summaries, and troubleshooting steps for the Salesforce Service Console or connected collaboration channel.
- Write approved updates back to the case and record citations, decisions, and interaction metadata for auditability.
- Invite the user to continue with a specific follow-up action and escalate unresolved or high-risk matters to the assigned team.
Result: The requester receives an actionable, traceable response while approved updates and follow-up work are recorded in the service workflow.
Why use it
- Enhanced Efficiency. Real-time case summaries and actionable insights reduce the time spent manually retrieving and analyzing data.
- Consistent Resolutions. By referencing existing knowledge articles and automatically generating new ones, the agent promotes uniformity in case resolutions.
- Context-aware Support. The ability to process follow-up queries with historical context leads to more coherent and accurate responses.
- Reduced Manual Effort. Automated parsing, routing, and knowledge article creation minimize repetitive tasks, allowing agents to focus on resolving cases.
- Smooth Salesforce Integration. Operates directly within the Salesforce Service Console, eliminating the need to switch between multiple systems.
- Scalability. The AI-driven workflow adapts to high case volumes and evolving support requirements.
